Sales Retention Specialist

Overview

As a Patient Retention Specialist, you will serve as a proactive engagement and retention representative focused on the early patient journey. This is a customer service, retention, and patient experience role focused on helping patients feel informed, supported, and confident as they move from order placement through onboarding, fulfilment, first use, refill readiness, and longer-term care plan decisions.

Your goal is to reduce early patient drop-off by identifying barriers, resolving concerns, reinforcing the value of the patient’s program, and guiding patients through approved next steps.

You are not providing medical advice or making clinical decisions. You are helping patients understand the process, stay engaged, complete required actions, and choose the care plan options available to them through approved workflows.

This role requires strong written and verbal communication, disciplined follow-through, thoughtful objection handling, and the ability to preserve trust during moments when a patient may be confused, frustrated, uncertain, or considering cancellation.

Job Description

Key Responsibilities

Proactive Patient Outreach

Conduct proactive outbound outreach to new and existing patients through approved channels, including phone, email, chat, SMS, or portal messaging where applicable. Outreach may include welcome calls, onboarding reminders, refill readiness follow-up, cancellation prevention, failed payment outreach, incomplete form follow-up, and re-engagement of patients showing early signs of drop-off.

Early Journey Engagement

Support patients during the most important early stages of their journey, including post-order onboarding, intake completion, provider review expectations, fulfilment status, medication delivery, portal access, and refill preparedness. Help patients understand what happens next and reduce avoidable confusion that may lead to cancellation or non-renewal.

Retention and Save Conversation

Handle cancellation, refund, and non-renewal conversations with empathy, professionalism, and ownership. Seek to understand the patient’s reason for leaving, address non-clinical concerns, correct misunderstandings, and present approved save paths, plan options, bundle options, or support resources where available.

Plan Conversion and Approved Offer Support

Where authorized by brand-specific SOPs, introduce patients to approved longer-term care plans, bundles, refill options, or related program offerings that may better support their ongoing care journey. All plan discussions must follow approved pricing, eligibility, offer, and compliance guidelines.

Barrier Identification and Resolution

Identify and resolve common barriers to retention, including confusion about the process, order status uncertainty, portal access issues, refill timing, payment failures, cost concerns, delayed fulfilment, unclear expectations, or lack of engagement. Route unresolved issues through the appropriate support, pharmacy, billing, or clinical escalation pathway.

Clinical Boundary Management

Do not provide medical advice, clinical interpretation, diagnosis, dosing recommendations, side effect assessment, or treatment guidance. Any clinical question, adverse event, medication concern, dosing issue, or patient safety concern must be escalated to the appropriate clinical or nursing pathway according to SOP.

Objection Handling and Patient Education

Use approved scripts, FAQs, and patient education materials to help patients understand non-clinical topics such as order status, refill timing, portal use, program logistics, pricing, plan structure, and available support channels. Handle objections with curiosity, empathy, and accuracy while remaining within approved scope.

Portfolio and Queue Management

Manage an assigned portfolio or queue of patients based on retention risk, journey stage, outreach cadence, cancellation request status, refill timing, or other defined criteria. Prioritize work according to SOP, SLA expectations, campaign instructions, and business priorities.

Documentation and Outcome Tracking

Document all outreach attempts, patient interactions, objections, outcomes, save attempts, cancellation reasons, plan changes, and escalations accurately in the CRM or approved system of record. Complete all required dispositions and notes so performance, patient experience, and retention trends can be measured.

Cross-Functional Coordination

Coordinate with support teams, pharmacy coordination teams, billing teams, clinical escalation pathways, and internal operations teams to resolve patient issues that may impact retention. Ensure handoffs are complete, timely, and documented with clear context.

Compliance and PHI Protection

Handle all patient information in strict accordance with HIPAA, PHI, privacy, and security requirements. Use only approved systems and communication channels. Immediately escalate suspected privacy issues, unauthorized access, data exposure, or compliance concerns according to established procedures.

Feedback Loop and Continuous Improvement

Surface recurring cancellation reasons, patient objections, workflow gaps, unclear messaging, plan friction, fulfilment issues, and other retention barriers to team leads. Participate in coaching, QA reviews, calibration sessions, and process improvement efforts.

Minimum Requirements

  • 2+ years of experience in customer retention, patient support, healthcare advocacy, inside sales, account management, telehealth operations, contact center operations, or a similar high-volume service environment.

  • Strong verbal and written communication skills, with the ability to build trust through phone, email, chat, SMS, or portal-based interactions.

  • Demonstrated ability to handle objections, de-escalate frustration, and guide conversations toward a clear and positive next step.

  • Ability to follow approved scripts, SOPs, pricing rules, plan guidelines, offer workflows, and escalation pathways with consistency and accuracy.

  • High attention to detail when documenting patient interactions, cancellation reasons, save attempts, outreach outcomes, and case updates.

  • Comfortable working across multiple systems, such as CRM platforms, helpdesk tools, EHR or case management systems, order management tools, dialer platforms, chat tools, and internal knowledge bases.

  • Ability to manage high-volume outreach and follow-up queues while maintaining quality, accuracy, empathy, and compliance.

  • Ability to recognize when an issue is clinical, compliance-related, billing-related, pharmacy-related, or outside assigned authority, and escalate through the appropriate pathway.

  • Ability to handle sensitive patient information with discretion, confidentiality, and discipline.

  • Basic understanding of HIPAA, PHI, or healthcare privacy expectations preferred. Completion of required HIPAA and compliance training is mandatory.

  • Experience in telehealth, pharmacy support, healthcare operations, weight management, subscription retention, or regulated customer support is strongly preferred.

  • Reliable attendance, schedule adherence, and ability to meet productivity, quality, outreach, save-rate, and SLA expectations.

  • Must be comfortable working in a fast-paced environment where priorities, campaigns, workflows, and patient needs may change quickly.
